Your responsibilities will be to:
- Lead, coach, and mentor a team of service desk analysts to meet performance targets and deliver high-quality support.
- Set clear team goals, manage scheduling, and ensure adequate coverage for 24/7 support requirements.
- Oversee the efficient handling of incidents, service requests, and escalations to meet or exceed service level agreements (SLAs).
- Develop and implement processes to improve first-contact resolution rates and reduce ticket backlog.
- Monitor and manage ticket queues, prioritizing issues based on business impact and urgency.
- Provide regular updates to stakeholders on incident status and service desk performance.
- Lead or participate in service improvement projects aimed at enhancing support processes and user satisfaction.
To be eligible for this role, you will require:
- Bachelor's degree in Computer Science, Information Technology or related field.
- 5+ years of experience in IT support, with at least 2 years in a supervisory or team lead role.
- Proven experience in service desk management within a financial or regulated industry.
- In-depth knowledge of ITIL framework and best practices; ITIL certification preferred.
- Familiarity with service desk tools like Manage Engine, ServiceNow, Jira Service Management, or equivalent.
- Knowledge of regulatory compliance standards in the financial services industry, such as PCI DSS and SOC2.
- Understanding of cybersecurity principles and best practices for financial institutions.
- Familiarity with scripting for basic automation tasks or reporting (e.g., PowerShell, Python).
- Relevant certifications such as HDI, CompTIA A+ are a plus.
